Return and refund replies for small shops: 15 templates you can send today

A buyer writes that the item is wrong, late, damaged or just not what they pictured. Your first reply often decides whether the buyer stays with you or opens a case. These 15 replies cover the whole path for a small Etsy or Shopify shop: acknowledging the problem, saying yes to a refund, a swap or a partial refund, saying no kindly when your policy is clear, and closing the loop afterwards. Each one has a blank for the buyer's name or the order number. Copy any message into Etsy messages, or add all 15 to your keyboard and send them from Instagram, WhatsApp, SMS or any other app in one tap.

Works in WhatsApp, iMessage, Instagram, Messenger and every other app.

Words in {{double braces}} are blanks. In the textcuts keyboard you fill them with one tap, and the names you used recently come back.

Receiving the request

Acknowledge the request

Essential
Thanks for telling me, {{name}}. I'm sorry it wasn't what you hoped for. Could you send a photo and a line about what's wrong? Then I can work out the best fix for you.

When to send: The first reply to any complaint or return request.

Why it works: You show up before you decide anything, and the photo gives you facts to work with.

Damaged in transit

Essential
Oh no, that's not how it should arrive, {{name}}. Please send photos of the item and the box it came in. I'll deal with the carrier on my side, and we'll get you sorted either way.

When to send: When a buyer reports a break or a crushed parcel.

Why it works: It asks for proof you may need for a claim without sounding like you doubt them.

Parcel never arrived

Sorry your parcel hasn't turned up, {{name}}. I've asked the carrier to look into it. If it's still missing in a few days, I'll refund you or send a new one, whichever you prefer.

When to send: When tracking is stuck or the delivery window has passed.

Why it works: It gives the buyer a choice and a rough timeframe instead of silence.

Upset buyer

{{name}}, you have every right to be annoyed, and I'm sorry. I want to put this right. Tell me what would feel fair, and I'll answer honestly about what I can do.

When to send: When the message is angry or the buyer has written more than once.

Why it works: It agrees with the feeling without admitting more than you can deliver.

Saying yes

Refund approved

Essential
Good news, {{name}}: your refund is approved. It goes back to the payment method you used, and your bank decides how fast it shows up. I'll message you once I've issued it.

When to send: As soon as you decide to refund.

Why it works: It names where the money goes and who controls the timing, so you promise no bank speed.

Partial refund

Essential
{{name}}, I can offer a partial refund and you keep the item. That is often quickest when the problem is small, like a scratch or a slightly different shade. Does that work for you?

When to send: When the issue is minor and sending it back costs more than it is worth.

Why it works: It saves the buyer a trip to the post office and ends with a yes or no question.

Wrong item sent

That was my mistake, {{name}}, and I'm sorry. The right one is on its way to you. Please keep the other, there is no need to send it back.

When to send: When you packed the wrong thing or the wrong size.

Why it works: Plain ownership of the error, then the fix, in three short sentences.

Offer an exchange

Happy to swap it, {{name}}. Tell me the size or color you'd like instead, and I'll check that I have it. Once I confirm, I'll send you the return details.

When to send: When the buyer likes the product but picked wrong.

Why it works: It keeps the sale and checks stock before it promises anything.

Cancel before shipping

Order {{order}} hasn't shipped yet, so I can cancel it and refund you in full. Shall I go ahead? Reply yes and I'll do it today.

When to send: When a buyer changes their mind within the processing time.

Why it works: A refund before shipping is the easiest one to give, so say it fast.

Return instructions

Pro
{{name}}, to return the item please send it to {{address}}. Put your name inside the parcel and message me the tracking number once it is posted. I'll refund you when it arrives.

When to send: After you approve a return.

Why it works: One message with the address, the name inside the parcel and the next step.

Saying no, kindly

Decline per shop policy

Essential
Hi {{name}}, thank you for being so clear. Because this piece was made to order, my shop policy doesn't allow returns, and it's written on the listing. I would still like to help, so could you tell me what's wrong?

When to send: Custom, personalized or digital items your policy marks as final sale.

Why it works: It points to the written policy, then opens a door so the buyer is not left at a wall.

Return window closed

Pro
Hi {{name}}, I'm sorry, but the return window for this order closed on {{date}}, so I can't take it back now. If something is wrong with the item itself, send me a photo and I'll take a look.

When to send: When a return request comes after your stated deadline.

Why it works: It states the date, then separates a late return from a real defect.

Following through

Return received

Quick update, {{name}}: your return arrived today, and thank you for sending it so promptly. I'm starting your refund now and will message you when it's done.

When to send: The day the parcel comes back.

Why it works: It confirms receipt, which is the thing the buyer wonders about most.

Refund issued

Essential
Your refund for order {{order}} has been issued. Banks and card companies set their own timing, so it can take a few days to appear. Tell me if it still hasn't shown up after that.

When to send: Right after you press refund.

Why it works: It gives a reference number and an honest, general timeline.

Close the loop

Glad that's sorted, {{name}}. Thank you for your patience while we worked it out. If anything else about your order bothers you, message me and I'll look into it.

When to send: Once the issue is solved and the buyer has replied.

Why it works: It ends the thread warmly and asks for nothing, least of all a review.

Do not say

  • "I'll refund you if you change your review." The FTC's reviews rule bans incentives tied to what a review says, and Google bans offers for changing or removing one.

Instead: Fix the problem first, and let the buyer decide about their review on their own.

    Source

  • Threatening legal action or a bad report over a review.

Instead: Reply publicly and politely, offer to fix it in private, and leave it there.

    Source

  • "No refunds, ever." Absolute wording ignores that buyers can still open a case for an item that never arrived or is not as described.

Instead: Say "my shop policy for this item is..." and point to the listing.

    Source

  • Sending the refund by PayPal friends and family, Venmo or a gift card to skip fees or a case.

Instead: Refund through the same channel as the order, so there is a record.

    Source

  • Promising a refund time like "it will be there tomorrow".

Instead: Say that the payment method decides how long it takes to show up.

  • Telling every buyer the law gives them (or does not give them) a right to a refund. Rules differ by place and by product.

Instead: Quote your own written policy, and keep to it.

  • Asking an angry buyer for a five star review after you fix things.

Instead: Close the thread warmly and ask for nothing.

Frequently asked questions

Should I refund every request?

Not necessarily. Decide by your written shop policy and the facts: a damaged or missing item usually deserves a fix, while a change of mind on a custom item may not. Whatever you choose, answer quickly and kindly, and tell the buyer what happens next.

What if the buyer opens a case on Etsy?

Reply to the case in the case thread and keep the tone of these messages. Etsy decides cases under its own rules, and its Purchase Protection help page explains what qualifies. Your written policy and your photos are what help most.

Can I ask for a photo before I refund?

Yes, for damage and for items that are not as described. Ask kindly and explain why, as in the "Damaged in transit" message, so it reads as a step toward a fix and not as doubt.

Can I send these in Instagram or WhatsApp too?

Yes. textcuts is a keyboard, so the messages work in every app where you type, not only Etsy messages.

Do these templates work on the free plan?

Yes. 13 of the 15 use a single blank, which fills in on the free plan. The 2 with two blanks ("Return instructions" and "Return window closed") need Pro to fill both from the keyboard. The free plan holds 8 textcuts and 1 folder, and importing is never blocked, so you can add the whole pack and keep the ones you use most.
